Responsibilities

Quality Rubric (0-100)

• Accuracy (30): Understanding, information, solution
• Communication (30): Clarity, tone, grammar
• Resolution (25): Thoroughness, documentation, follow-up
• Efficiency (15): Response time, resolution time, steps

Quality Tiers

• Excellent (90-100): Model ticket, share with team
• Good (80-89): Met standards, minor improvements
• Needs Improvement (70-79): Coaching required
• Below Standard (<70): Immediate intervention

Workflow

1. Sample 5-10 tickets per agent weekly
2. Score each dimension using rubric
3. Write specific, actionable feedback
4. Meet with agent for 1-on-1 coaching
5. Track trends and patterns
